Lufthansa responded to this customer numerous times. But the customer said his issue still was not resolved. After a passenger publicly complained about a payment he said Lufthansa had approved months earlier, the airline responded that its answer was not going to “magically change” because he was asking again on X. The response went viral. Lufthansa later apologized, acknowledged the customer’s frustration, and said it was working to speed up the process. But the customer’s next response exposed the larger service question: What happens when a company measures how many times it responded, while the customer measures whether the problem was actually solved?
