As we introduce AI-powered agent assist, automated quality management, conversational analytics, virtual agents and increasingly autonomous AI, the way people work, lead, learn and make decisions is changing with it. For some employees, AI represents an opportunity, less administration, better access to information, more personalised coaching and greater support during complex customer interactions. For others, it creates uncertainty around job security, increased monitoring, changing expectations and what their role will look like in the future. So how do we embrace the benefits of AI without damaging the culture, trust and engagement needed to make it successful? In this The Contact Centre Network discussion, we explore the human impact of AI adoption and ask whether Contact Centres are paying enough attention to the cultural transformation happening alongside the technological one. With the help of my awesome panel, Dr Nicola Millard and Natalie Saunders, we'll be discussing how AI is changing the role of the frontline advisor, what happens to employee confidence when automation takes over more routine work, and whether agents feel supported by AI or scrutinised by it. We'll be examining the importance of trust, transparency and involvement when introducing AI. Do employees understand why AI is being implemented? Are they involved in its design? Do they know how decisions are being made using their data? Are organisations creating psychologically safe environments where people can challenge AI recommendations when they believe they are wrong? And what happens when AI removes the easy work? As simple and transactional contacts become increasingly automated, frontline advisors may be left handling a greater concentration of complex, emotional and vulnerable customer interactions - how does that change culture and reward? This isn't another conversation about how or whether contact centres should adopt AI. That transition is already happening. This is about what kind of contact centre culture we create as a consequence.
